Overview

The Topics feature allows admins to define key business terms, phrases, or descriptions that Staircase AI monitors across customer communications.
By creating custom topics, you can analyze conversations and gain insights into how frequently specific themes, such as product features, competition, or pricing are discussed and the associated sentiment.

Once configured, Staircase AI detects these topics in emails, chats, meeting transcripts, and support tickets, surfacing insights in the Email Search, Reports, and Customer Overview sections.
The Topics Report in the Staircase AI left navigation menu (Topics) identifies and categorizes customer conversations. Unlike the previous keyword-based approach, Topics uses AI-driven natural language understanding (NLU) to interpret meaning, context, and intent, not just exact keyword matches. This makes it easier to capture the full range of customer discussions while reducing manual effort in topic management.

How Topics Work

In Topics, you no longer need to maintain extensive keyword lists. Instead, you provide a topic description that explains the concept in natural language.
AI then uses this description to:

  • Automatically understand related phrasing and synonyms.
  • Detect contextual variations of the same idea.
  • Group similar conversations under a single topic.

For example: If your topic is Product Issues, traditional keyword-based detection might look for terms like bug, error, broken. However the new Topics can understand broader expressions like  “I’m having trouble with…” or “This isn’t behaving as expected.” As a result, Topics captures more relevant conversations without needing constant manual keyword adjustments.

  • Fewer missed conversations: AI recognizes different ways customers describe the same issue.
  • Automatic subtopic discovery: Staircase AI identifies and groups related subtopics under parent topics.
  • Reduced maintenance: No need to manually manage long lists of keywords or phrases. 

Configure Topics in Staircase AI

Note: You must be an admin to configure topics.

To configure Topics: 

  1. Log in to Staircase.ai 
  2. Navigate to Settings > Configurations > Topics. In Organization topics page, you can perform the following actions:
    • Enable/Disable predefined topics: Use the toggle next to each topic to control its visibility across the platform. Staircase AI has the following predefined out-of-the-box topics:
      • Advocacy & value realization
      • Commercial & contracts
      • Competitors
      • Customer success & relations
      • Expansion opportunities
      • Feature requests
      • Implementation & projects
      • Meeting scheduling
      • Organizational changes
      • Product knowledge
      • Security & compliance
      • Support & issues
      • Risk & dissatisfaction
    • Rename topics: Edit the name to match your organization's terminology. Predefined topics, for example Advocacy and Value Realization, Meeting Scheduling, can be customized to match your organization’s language.
    • Search topics: Use the search bar to quickly find specific topics within the list of configured or AI-generated topics.

      Use the toggle next to each topic to control its visibility across the platform.
       
    • Add topic: Create custom topics to help the AI identify concepts and categories tailored to your business. You can add, edit, or delete these topics anytime. For more information on creating a topic, refer to Add a Topic section. 
    • Convert terms to description: If you previously created keyword-based topics, use the Convert terms to description button to let AI scan those keywords and automatically convert them into topic descriptions.

Create a Custom Topic

To add a custom topic:

  1. From the Custom topics section, click Add topic. The Add topic dialog box appears.

  2. Enter topic Name (example, Competition, Product, Pricing, Support Experience) and Description. 
    IMPORTANT
    When configuring topics in Staircase AI, use natural-language descriptions to help the AI understand meaning and context. In most cases, descriptions alone are sufficient for accurate topic detection.
Keywords should be used only when referring to specific names, codes, or unique organizational terms.
    Best Practice
    • Write a short, clear description (1–3 sentences) that explains what you want Staircase AI to detect. The AI interprets meaning, intent, and context, not just exact phrases. 
      For example if the topic is Implementation Challenges, write “Customer discussed difficulties implementing our product, including configuration issues, integration problems, and technical setup challenges."
    • Use keywords only for terms that the AI may not automatically associate through context, such as: Specific product names, Technical codes or identifiers and Internal project codenames.

  3. (Optional) Select the Add specific terms (Advanced) checkbox to add keywords and phrases associated with that topic:
    1. Enter each term or phrase in the Enter term box. Example: Competition-Competitor A, Competitor B.

    2. Click Add. This method is deterministic, which means the system detects the exact word or phrase in an email or conversation transcript.
  4. Click Add to include this topic. 
  5. (Optional) Click three-dots vertical menu to edit or delete the topic.

View Topic Insights

After configuration, Staircase AI automatically monitors communications for your defined topics and provides insights in the following four areas:

Topics

The Topics Report includes two key views:

  • Topic Breakdown: Shows AI-generated subtopics under each parent topic.
  • Account Breakdown: Lists accounts that mention each topic, along with subtopics and sentiment.
    Users can drill into specific subtopics, view corresponding conversations, and analyze topic-level account metrics. 
    Example:
Under Advocacy and Value Realization, AI-generated subtopics such as Positive Feedback and ROI Achieved appear automatically based on customer conversations. Gainsight recommends using Advanced Filter to clean up the data and view specific topics based on account, tier properties or other filter options.

A parent topic lists down all the corresponding child topics categorized by Accounts. Topic Breakdown displays subtopics and AI-generated themes under each parent topic whereas the Account Breakdown lists accounts that mention each topic and highlights associated subtopics and sentiment. Understanding Parent and Child Topics

In Topics, Staircase AI automatically organizes customer conversations into parent and child topic hierarchies.
This structure helps you explore both high-level themes and detailed subtopics, making it easier to identify trends and insights across your customer communications.

How It Works

  • Define a Parent Topic: Start by defining a parent topic with a broad description that represents the general theme you want to analyze.
  • AI-Discovered Child Topics: The AI automatically analyzes conversations under the parent topic and identifies related child topics (subtopics).
  • Explore Insights: View conversation patterns from a high-level overview down to specific subtopic and use filters to narrow the dataset and refine your investigation. Users can leverage dynamic AI summaries and the Ask Staircase feature to explore details and relationships across both parent and child levels.

For example: The parent topic is Customer Success Engagement, and the AI-discovered child topics are Onboarding Process (85 accounts identified), Support Response Concerns (28 accounts identified), and Executive Business Review Requests (34 accounts identified). 

Benefits of Parent-Child Topic Structure

  • Identify insights that may not have been obvious from manual topic definitions.
  • Easily shift between high-level summaries and detailed subtopics.
  • See which accounts are discussing particular subtopics.
  • Use Ask Staircase to generate deeper insights or clarify emerging trends.

Troubleshooting Issues

Use the following guidance to resolve common issues related to topic detection and AI-generated insights in Staircase AI.

Issue Resolution
My topic isn’t capturing relevant conversations
  • Broaden the topic description to include more context or examples of what should be detected. 
  • Add examples within the description to help AI understand intent.
  • Check for overlapping topics. If another topic covers similar content, the AI may associate conversations with that topic instead.
My topic captures too many irrelevant conversations
  • Refine the description to be more specific and focused.
    Include exclusions by adding context about what should not be captured.
  • Remove overly generic keywords that broaden the scope unnecessarily.
  • Split complex topics into smaller, more focused topics for better accuracy.
AI-generated subtopics don’t make sense
  • Causes:  Insufficient conversation volume (the AI needs more data to learn effectively). The parent topic may be too narrow for meaningful subtopic analysis.
  • Solutions:
    • Wait for additional conversation data to accumulate.
    • Broaden the parent topic description to include more relevant context.
    • Focus on parent topic insights until subtopics stabilize with more data.

Communication Search

To view topics:

  1. Navigate to Ask & search > Search communication
  2. Click Topics to select admin-defined topics or AI Topics from the dropdown menu.
  3. Choose the topics you want to view. Staircase AI compiles all client communications containing those keywords within the selected time frame.

  4. (Optional) Click the filter icon to apply filter to the search communication.

Topics Report

To view topics report:

  1. Navigate to Reports > Topics

  2. View the Topics report to analyze:
    • How many customers/accounts mentioned each topic.
    • The sentiment breakdown (positive, neutral, negative) of those communications.
    • The sentiment score.
    • Emails and meetings related to each topic.

Customer Overview

To view topics:

  1. Open any Accounts page.
  2. Scroll to the bottom of the page to see Topics insights related to that customer.

Navigating Match Types

You can control how precisely Staircase AI matches your keywords and phrases.

Match Type Description Example
Exact Match Find communications containing your exact term or phrase. Use quotation marks (“ ”) around the term. Searching for "project meeting" returns only communications containing the exact phrase “project meeting.” 
Broad Match Finds communications containing your keyword and variations of it (plurals, verb forms, etc.). Do not use quotation marks. Searching for `project` returns results including *projects*, *projected*, *projection*, etc. 

Note: When using broad matches, common words known as stop words such as ‘in’, ‘on’, ‘over’, ‘and’, ‘the’ are automatically ignored. This ensures that your topic detection remains accurate and focused on meaningful content rather than filler words.
